If the shoe fits - Zappos takes #1 for customer service

Computerworld reports that the online shoe retailer Zappos.com has nabbed the top spot in online shopping sites by rating agency, StellaService LLC. The firm rated the 150 largest Internet retailers on 300 factors, such as online tools and their Web sites' user interfaces. The evaluations included usability tests, orders (and returns) of several products, and more than a dozen interactions with customer service representatives via phone, e-mail and live chat.

This isn't news for Zappos, who boasts numerous awards for customer service. So what's the secret ingredient?

Companies looking to social customer service post-holiday

According to Marketing Vox, many companies are relying on social media tools to accommodate the questions of the individuals using the tool for such questions as return policies. Companies such as Comcast, Dell, Southwest, and AT&T are fully using it as a customers service tool.

What do you think of companies using Twitter as a customer service tool? Have you had a pleasant experience as a customer using these tools? One interesting fact in the article was that customers who do use these social media tools for assistance expect a higher level of service. Read the article here.

Dan Hill is the President of Sensory Logic, Inc., founded in 1998 as a scientific consumer insights firm that specializes in gauging both verbal and nonverbal, subconscious reactions to advertising, store environments, and product design, packaging and presentation. He has also provides executive coaching for sales force training relating to interpersonal communication skills.

Dan will be presenting the keynote speech “Saving Customer Ryan: The Power of Emotional Brand Equity” at this year’s NACCM: Customers 1st Conference this November 2-5 at the Pointe Hilton Squaw Peak in Phoenix, Arizona.

What is a company’s emotional equity and how can this affect consumer perceptions?
Dan: Well, we often talk about equity from an advertising perspective, and what they often mean is the awareness of the brand. That you’re aware of a brand, and you find it relevant. What I think it means when you get to customer service, what’s the experience you’ve had with a brand, is it meaningful, is it distinct and above all is it positive and it’s emotional because our emotions drive our decision making process and reflect the memories that we’ve had, and that’s why they’re so powerful and drive customer perceptions. If you have a positive feeling, it’s relent, it can drive you back toward the brand.

How important is it to customer service to be able to read what your customers are feeling when they are doing business with you?
Dan: It’s crucial because the breakthroughs in brain science confirm that people are largely emotional decision makers, the emotional part of the brain sends about 10x as many signals as the rational brain and vice versa, so everybody feels before they think, and the important thing about customer service is you’re in the moment, you’re interacting with another human being, it’s probably the single most emotional moment in the business world, and if you can engender positive feelings, and read as you’re creating those vibes with the other person, that’s really when you’re going to build brand equity.

How can being able to read facial expressions of candidates help during the hiring process?
Dan: Well, we all know that these days, people don’t disclose much in references, and obviously the person doing the interview is going to put on their best face possible, and the important thing you need to know is once you hire the person, and they are at the crucial touch point where brand equity is built so much, you really want someone was a good brand ambassador. Someone who has an agreeable personality, and I really think you can pick that up in an interview. Much more in just the words, after all in a stressful situation, it’s really a chance to get past the lip services. There are studies that show 55% of crucial communication is through the face and only 7% through the words. Reading someone’s temperament, seeing how they handle the stress of the interview, seeing how positive they can be and stay away from the negatives, those same qualities will be very valuable in someone who’s helping a customer.

Can you tell us a little about what you’ll be presenting at this year’s NACCM: Customers 1st?
Dan: [I will ]Probably two or three things most of all. One is to try to introduce people to the importance of the emotional element in people’s decision making process. As I said breakthroughs in brain science have confirmed that people are overwhelmingly emotional decision makers. That’s one part. The other part is indeed about hiring. We are linking how people emote and how they feel to their core personality. That’s how someone over time reveals themselves. And the third point will be specific practical applications to what the customer experience and customer service situation is and how you can make it better.

Airlines seeing increase in better customer service

According to the LA Times, many airlines are seeing an increase in quality of customer service. Through the first seven months of 2009, 79% of US flights were on time, as opposed to 75% during the same time in 2008. The claims to lost luggage also dropped 1 bag per 1,00o people from 4.87 last year to 3.89 this year. One factor contributing to the increase in customer service could be because there are fewer flights in the skies, which means more fewer customers for the airlines to work with.

What do you think about the increase in customer service? As a frequent flier, customer service may have improved, but has the general experience of flying increased? While fewer bags were lost, how much of an impact did airlines new charges for checking bags decrease the number of checked bags?

Dr. Edwin Boswell is President and Chief Executive Officer of The Forum Corporation. Post-purchase customer service impacts customer loyalty

In a great article at Industry Week, they look at why it is so important to have great customer service throughout a product's lifecycle for the customers. They found out that so typically the better customers service a customer receives after purchasing a product, the more likely they are to stay loyal to that company. Read the full article here.

Hello and welcome to the NACCM: Customers 1st podcast, I’m Jenny Pereira and today I have the pleasure of speaking with Dan Wiersma. In 2000 Dan Wiersma joined Sony Electronics in 2000 as Senior Vice President for Professional Services was promoted in 2005 to Senior Vice President for Consumer Service. He retired from Sony this past June. He will be participating in the panel “It’s Not Business as Usual: Leading Loyal amidst a Disruptive Business Environment.”

And with that said, I would like to welcome Dan.

Congrats on your recent retirement from Sony last month. You were the Senior Vice President of Service Platforms for Sony Electronics. Tell us about your tenure there, how did you see service evolve, how did customer needs and expectations evolve?
Dan:
Well thanks; I appreciate the invitation to do this podcast today. You know I spent nine years at Sony, responsible for the professional service group from 2000-2005, and then the service platform organization from 2005 until my retirement on June 1st of this year. You know the service at Sony evolved from the traditional break/fix service of the 90s to into more of a integral part, and the overall business in the nine years of my tenure there. I think in the professional side, value added services and manage service became a bigger part of the service in that overall business in that period. Things like remote monitor had long been used in the IT world, and became part of the broadcast and professional world as that market became more digitized. The need for lower costs, outsourced services and networked systems required new approaches to customer service needs. I think on the professional side, that’s what evolved there. In the consumer world, customers networked and applications required servicers to upgrade their capabilities to be able to solve much more difficult and integrated situations as well. Tools like log-me-in became a much more common use for solving customer service issues in a networked world. Not just for PCs but any network-based programs. Customers became much more able to search using the initial web 1.0 approaches, so we had services; we had to provide better support tools to help them find what they are looking for. Drivers became synonymous not just with PCs, but literally every product in the digital world. You know the web 2.0, whatever it is in the future, 3.0, 4.0, changes the game again as customers can now use social networking to communicate with each other with their experiences. So we had to change again with the implementation of some social networking capability, which was just getting underway in my organization when I retired June 1st. So overall, I’d say the expectations of customers increased significantly over my nine years at Sony. Much more information was available to them, they could find out about our products and services. You could not keep things kept up inside any more they became much more available externally, and you had to share those externally. We had to be open, you had to talk to customers, which was a really great thing because they could tell you what you’re doing right and wrong, so it gives you the opportunity to improve what you do and your products and services, assuming you’re listening to them. Of course, that’s what we’re working strongly to do at Sony. So that’s how I saw things evolve in my nine years at Sony.

What's been your proudest moment at Sony?
Dan:
Wow. I’ve had many. But I would say my proudest is working with what I thought was the best team of people you could hope to be a part of in the organization. And I think it’s really part of the company’s success, the people. Everyone in our organization stepped up four years ago when I became head of the service platform. We created a strategy and looking back over that period, by all of the measures we had that related to customers, our loyalty scores improved in every sector of the organization. We adopted the Net Promoter Score methodology, I’m assuming most of the listeners here are familiar with. And we did it not only for service, but for all of the consumer business in the organization, and people around the world in other regions and corporate areas started paying attention to the methodology and started adopting it. I was extremely proud of this since I was the one senior executive leading the effort in the company. This couldn’t have happened without the incredible dedication of the people that I had in the organization. And I was extremely proud to be a member of that team, and that really dramatically improved the customer service of the organization over the four years.

What are you most passionate about when it comes to customer-centricity?
Dan: I’d say paying attention to what customers are saying. In order to do that, you have to have an organization that can listen to when a customer is “hot” and not to loose your cool or critical in really telling you that you messed up and maybe you don’t feel that you did. So it’s really listening to the customer. And this goes back to my previous comment about my pride in the company. It’s really related to the people that I have the privilege to work with in the organization. We train our people to be really good at listening to customers, spent a lot of time over and over and gave them additional tools and capabilities. We’ve spent hundreds of thousands of dollars training our employees to be good listeners. It wasn’t always perfect, but our front line people, and our national frontline customer relations team, they were just the best at this. Without them and the support of the organization to that approach, we couldn’t have accomplished the performance that we did. So I’m really passionate about people first in the customer centric equation.

Second, I’m really passionate about the measures and the analysis of the measures to tell you what to do. In the past, we had a lot of measures but we didn’t pay much attention to the measures and what they were telling us. We began establishing a regular monthly customer experience meeting with our entire management team, and that included not just the operations level, but human resources, IT, admin, literally everybody in the organization and their supervisors to focus on the measures and the action plans that we needed to use to improve the customer facing performance. People knew I was really serious about this and came well prepared to address the issues and implement changes. Some of them came quickly, and others took time. And quite honestly we did some experimentation. And people were excited about the idea of trying new things without feeling that if they didn’t work, they were going to be punished for them. I applauded all of the efforts that they did on a regular basis and we learned from that over four years, and we continued to improve our results as part of that process. So the people and measures are two key things that I was incredibly passionate about in terms of customer centricity.

Where do you think companies go wrong with delivering the best service to their customers and how can they overcome that?
Dan:
I think, and maybe this goes back to a little bit of the history in some respects in regards to the service organizations and maybe depending on who you are and what company your in. This may be right or wrong, but I think many see service as an expense. Especially, in my experience, those product-centric companies don’t see service as a value-added opportunity to delight customers. Not only can companies fix “busted stuff” but they can also gain valuable customer feedback that the product people can use to improve the quality of the products and the customer experience. I don’t think companies take advantage of “rich data” that is available to them via the customer service groups in using it to improve the overall customer experience. At least at Sony, we were probably the organization that got more one-to-one face customer information than any other group including the sales and marketing organization. So that information is really rich in customers telling you what’s going on. And I think the concepts of Net Promoter Score, when used deeply; provide you the opportunity to use that information. I think we proved it, at least in one product area within the company made significant progress by using our data as well as some of their own to really focus on some of the customers and solve some real customer issues at the sales, marketing, out of the box, service experience level. It defiantly panned out. I think companies may go wrong as not thinking of service as a significant part of the data repository for customer information and use it to help them improve their business.

You'll be speaking at the NACCM Customers 1st event on Leading Loyalty amidst a Disruptive Business Environment, how do you get the whole company to embrace loyalty as a strategic business initiative?
Dan:
It’s not easy. Even with our successes, there’s always some resistance. And one way, the way that I’ve found that most initiatives of any type get traction is to the top executive or executives in the company, believing in what you’re doing, and in this case, believing the loyalty of customers is really critical to the business success. I was fortunate and Sony was fortunate because the president and the chief operating officer of Sony Electronics saw this value and made it part of the overall strategy and action plans for their total business. And even with that, not everyone reached out and embraced it. And for those that did, the results came clear and improvement was evident to everyone. I think in what I call the new economy, the one we’re moving into, I believe in order to maintain success, you have to have the loyalty of customers, which means not just products but also content, networking and service, they all have to play together to take care of customers because they’re all an integral part of what the customer purchases. And I think NPS is a great tool, it’s a concept around loyalty as a measure but it’s also a process that you can use to look across the entire organization and focus on improving your customer loyalty, and I think that’s one of the key things on my mind in the changing business environment you have to think much more broadly than what I call silent.

Is there anything else you'd like to share?
Dan: Just one last thing, which I’ve talked a little bit about in this discussion, but it’s something that over my nine years and even before that, I think there’s some key tenants for success in the service business. And the first one as I’ve already articulated is make sure you have your people in your organization empowered, and feeling like they can make decisions and helping them understand what the strategy of that organization is in getting that focus together. Empowered workforce is empowered people. I think secondly is really focus on your customers. Make sure you have enough performance data and metrics and use the information to really help develop what you need to do to keep your customers loyal as far as the service goes. Operational efficiency and effectiveness. And then last one comes as part of the business but it’s also part of the process, and what I call is shareholder satisfaction or profitability. I think without those other three before them, it’s hard to make the last one successful without your people being excited and your people working closely with customers and making your operation as efficient and effective as you can. I think that’s my final comment from an overall direction from a service perspective. Probably those are tenants that would withstand the overall test of time whether it’s the overall new economy or old economy.

Hello and welcome to the NACCM: Customers 1st podcast, today I have the pleasure of speaking with Becky Carroll. Becky Carroll is the founder of Petra Consulting Group and blogger at the Customers Rock!. She is a long-time customer advocate and someone who is passionate about social media, marketing, and the customer experience. In 2005, Becky founded Petra Consulting Group, a strategic consulting agency helping companies grow through customer conversation leading to stronger customer relationships. She was also the live blogger at last year’s NACCM Customers 1st Conference.

And with that said, I would like to welcome Becky.

Tell us a little bit about your self and your passion points.

Becky:
Well you’ve covered a lot already! But, so, like you said I am the founder of Petra Consulting Group. And I founded that to build on my passion points, which are the customers. For a long time I have been focused on customer not just consumers, but from a B2B perspective as well. And how businesses can really grow customer conversations that will intern grow customer relationships. So from that, I started my blog Customers Rock to talk about great customer experience. A positive blog, it’s not one of those ranting blogs that you see a lot of, but positive. And to share with companies others that are doing it really well. So that we have some great examples to build from as we build our businesses. And then the other thing that is one of my passions is helping people. A little over a year ago, I started teaching a class at UC San Diego on how to market with social media for business. That’s been a lot of fun to work with students from around the work who are taking the class. Work with local business in San Diego, and work with them to figure out how to use new media to help them improve their business and grow. I think that covers your question.

Thank you for serving as our first official blogger at NACCM Customers 1st last year. What did you get out of the conference last year? What made it different?

Becky: Well last year was the first year I’d been to the NACCM: Customers 1st Conference. I loved it, it was a great conference and a lot of fun to be your first official blogger so thanks for that. One of the things I really enjoyed about the conference, and what made it different from other conferences I’ve been to, is it had a lot of different chances to get your hands dirty. It was held in Anaheim at the Disneyland Resort. And so we had the opportunity to go out with someone from the Disney Institute and understand what was going on with customer service. Understand how Disney is so good at taking care of their customers who they call their guests. So that was a fabulous opportunity, and I’m a huge Disney fan, so for me, I thought that that was really the best. But I think the other thing that was great about last year’s conference was that there was a wonderful opportunity to meet with the speakers. They were very accessible. There were opportunities to sign up and have one on one time with them. Met them at lunches and dinners and I thought it was just a very open environment, sharing conference, and I loved that we were there with other people who were liked minded and very customer centric and understand how important customers are to business success.

This year you strategically partnered with us to develop the agenda for the Aligning Social Media with Customer Strategy - Give us a preview of what to expect from this summit and why it's so crucial that professionals attend this summit, what makes it so unique?

Becky: Thanks. I did have the opportunity to work with your conference team to help put this special day focused on social media together. One of the reasons I did it was because I’m always getting questions from people in my class or others who call me or on my blog saying, “Hey Becky, my boss saw an article on Twitter in the Wall Street Journal and he’s telling me to go do it but I don’t know anything about it and I’m not sure it makes sense for my business.” So I think it’s important that businesses especially those who want to get closer to their customers think through whether or not they really need social media. Is this just hype or something we need to take seriously. And if it is something we need to take seriously, how do you go about doing that and which tools do we need to start using? So this summit is a great day for them, it’s the beginning of the Customers 1st Conference, to start thinking about how to make this a strategic not an emotional decision. And hear from people who are really leaders in social media who are doing it and doing it from a customer relationship building perspective rather than just a PR perspective, which is what many people are doing it from. So I would encourage anyone to come to the summit day on aligning social media to really find out how to know the best way to use social media to build customer relationships.


If you could give companies that are looking into social media efforts one piece of advice, what would it be?’

Becky: That’s easy, it’s listen. I think too many companies are jumping into social media without stopping first to hear what customer are saying. I look at social media as a party, where you go into the room and there are lots of people who are having lost of different conversations on lots of different topics. And you would never walk up to just on group and say, “Hey my name is Becky and I want to tell you all about my business and what I do. And hey, would you like to get on my mailing list?” People would kind of look at you and go, “Ew, no thanks,” and walk away. If we first listen and find out what that conversation is about and learn a little more about those who are in the conversation, then maybe we can come in a little bit softer and a participate instead of just shouting at people. So I always encourage the one thing, if nothing else is done in social media, there are some tools out there that are free, and listen to your customers, listen to the conversation, listen to see what they have to say about you, your brand, your competitors and your industry. Use this to supplement to the rest of how you’re listening to the voice of the customer to really learn how to build relationships.

Any else you'd like to share?

Becky:I would like to leave people with the thought that customer focus is so much more important right now than it ever has been. The relationships that are built and fortified now I think are going to be able to withstand this economic storm. I think that companies that really focus on getting to know their customers needs, preferences and desires are going to be well positioned and ahead of the game when we come out on the other side.

What are some of the core messages you hope you can instill in attendees as the chair?


Kathleen Peterson: I think the core message of the conference, and as a chair, that’s my roll, is really to inspire. I hate to seem an evangelist about this. I really believe that if the attendee arrives at a conference such as this and is clear about their issues and what they care to learn about then they can design their own experience through the curriculum and through the networking opportunities to walk away with a specific set of action items that they can implement upon return. I think it’s really important that we help the attendees understand that this conference covers so many areas that contributes to the human factors side, to the operations side, to the quality side, organizational side, there’s a huge opportunity for people to walk away with not only actions that they can take but also with new networking relationships that they can maintain. I think a lot of folks that attend this conference are in senior positions and they can crate their own mini networks to challenge and brainstorm with one other. I think the message here is that you have to really understand what the potential for takeaways are. Think in terms of action, learn, participate and connect.

In addition to chairing the event, you’re presenting during a breakout session. What will that be about?

Kathleen Peterson: I am presenting with my colleague Deb Justice on the appropriate development of training curriculum. So not simply, I think the old approach as been “Ok, put your login ID in” people take systems and service and transactions separately within a training development. We are going to be talking about performance based learning. Performance based learning says that teaching needs to reflect the experience a learner is going to have on the job. We’re going to talk about the approach that one takes to that building a model for module development. A look at how to organize content, and then delivery channels around the content. What this does is create a formula, if you will, not only for developing new hire training, but developing ongoing training for the learning population within and enterprise. We’re very excited about it.

Question: This year’s NACCM is all about what companies must focus on now, so that when the dust settles, they will emerge on better, stronger, more relevant than ever. It’s about short term actions now for long-term sustainability. Why do you think this focus is on point with what business leaders need now?


Kathleen Peterson: I think really we’re about what we already know, what do we need to know, what are we learning more about, what are we going to do, how did it work and what actions are we taking.

The bottom line comes down to if we don’t do it now, it could be never for some organizations. Because there is no [time], the delay, the analysis, a lot of those things were luxuries that we’re going not necessarily abandon but we’re certainly going to have to look at what has the past five years taught us. In terms of the approach we take to business and to learning. I think one of the number one takeaways from this is what have we learned? Every single day, people should be asking themselves what do I know today that I didn’t know yesterday? What is that, where is that relevant in terms of our short terms action, and how will this impact us over the long term. What do we need to change?

I think the whole concept of bringing people, management and staff members, everyone into the corral so that the energy is being built around what do we all do, how do we all contribute, how do we make all of our jobs easier in some ways. Because I think what we’re learning here, people used to say that their businesses were so complex. And now they’ve realized they’re complicated. We not complex, we’ve just complicated it. As we start to take apart processes, and we learn more about the learning of technology will become infinitely important for anybody in a position looking at marketing or customer centricity, customer service or customer care. We have to be in the process improvement business. If we’re going to be in the pursuit of process improvement, and we’re going to be committed to the a quality experience for our customers while simultaneously doing more with less, then we really need to be partnering with our IT folks about what technologies makes sense for our business. There are enormous promises that will save you money, make you more productive, improve your customer experience I think people need to make sure in this market, a good thing in some ways because we’re not too loose with the pocketbook, we’ve got to really make a case and say an investment here in a particular kind of technology that will enhance process to allow us to better service at a higher level of quality is going to be an investment that will have a significant return to us but I think it takes multiple parties. The days of the learners of the customer contact continuum, everyone has to get their needs clear, and their technology questions answers so they partner with their technical experts within their enterprise to make that work.

When we talk about training in Powerhouse, we talk about learning. Training is an event, but learning is the experience we want people to leave with. So the approaches and techniques and technologies associated with the ability to keep people current, up to date, and consistent in the relationships cross functionally is going to be critical. Because it is so often knowledge errors or communication errors that cause failures within the customer experience that needs to be ironed out. And I think sometimes people look at those, it may be something simple at first, but you realize over the longer term, errors have been reduced, customers need to call has been reduced, subsequently cost has been reduced and contact with customers has a much higher value. Contact with customers because of problem loses value every time they have to call you on that.

Business leaders now are going to have to come to a conference like this to learn what the other are doing, what works, what doesn’t work, how do we improve process, people and communication. And especially how do we improve operations. For years, this has not been sexy. But now, I think it’s going to become a very worthy investment. It’s not the big bang things that people do to make a difference. Now, it’s turning the dials. Making sure that all the dials are turned up, and everyone is marching in the same direction and singing from the same song sheet.

Question: On the bright side of a downturn, there’s always been innovation, new ideas and growth from strong companies. What do you think will be some of the lessons learned from this downturn?

Kathleen Peterson: I think it’s interesting because it relates to the question we just talked about, when you think about what are some of the lessons that are going to be learned when we come out of this downturn. Some are going to be harsher than others. Some people are going to have to look back and think this is what I could have done. But I think when we talk about looking at strong companies and looking at growth and that survivor instinct, we’re really looking at a situation where less is more has become a reality. When you look at innovation or new ideas, those are very often going to be very much part of the look at how we do things not just what do we do. But how do we do them. How can we do them better? How can we blow them up and change what we’ve done all together? I think innovation really speaks not to how we do things, but how can we do them differently. And that I think is something this conference is giving people an opportunity to look at how other have made improvements or changes so that you maximize your investments in people so that they’re not wasting their time pushing papers or having elements within a processes that don’t add to the quality or experience, they only the cost. So I really think that what we’re looking is becoming more involved, more knowledgeable, and move to a much more collaborative kind of infrastructure in the enterprise. The gap needs to close between strategy and execution, and lot of this is going to happen on an operational basis. I think what we have a chance to do here, I think that one of the realities about this conference that I’ve always experienced that these are senior people. These people who attend have a tolerance for risk. They’re not reckless but they have innovated and launched new ideas successfully so the opportunity to listen to someone the folks and have the balance, against what are the people side of these innovations and opportunities, and that sort of all combines into one experience here and I think it’s an brilliant time for people who need an outlet. They need other people at their level and their experience level, with the same growth issues and maintenance issues. It’s a great opportunity to test the waters and understand what else is going on to help look at how do I make sure that the business part of the operation is in the eyeball of the executive level as a strategic asset instead of a back office overhead cost that’s required to be maintained. Those are the elements on the balance sheet that can be cut, and they can be costing us. Cost can be a noun or a verb. And if your operation is costing more money than it’s delivering in value, then that’s where the ax starts to fall first. I think the ability to innovate, get new ideas, positivity contribute to growth and keep narrowing the gap from strategy to execution. There’s a lot to learn about at this conference from a lot of folks in this capacity.

At TMCnet.com, they recently posted a free white paper that looks at the importance of customer being able to find some service tips online. Customer service is important, but many customers prefer these routes before the call customer service. The article also points out that many buying decisions start online, where many customers go first to find information. Read the white paper here.

Customer service in the airport

At the Jaunted Blog, they recently posted about superior customer service from the airline industry. A rarity in today's day and age, Omri tells about how by circumstance, he missed his flight. After dealing with the front desk and receiving less than satisfactory results when it came to getting on another flight, they entered the terminal, and the United Customer Service professionals exceeded their expectations.

At this point we were desperate and - figuring that the already-mentioned vodka would wash away any latent distaste from begging - decided to try our luck. What happened next was surreal: the woman who helped us turned out to be
cheerful, competent, and helpful. In an airport, of all places.

She managed to confirm us on a flight that left before 10am. She managed to charge us half of the ostensibly mandatory $150 fee. And she managed to do it all in under five minutes. And then as we were leaving, she even asked if we still wanted to wait standby on the next flight.


The end of the article points out that if a customer find the right people to help you with their customer service needs, they will receive the service they are looking for. Now the question is, are you providing enough of these people for your customers?

Where is the customer service?

Angie Larson of ABC News 4 in Utah recently wrote about her customer service experience when taking a vacation to Las Vegas. Even in a town that relies on tourists for much of its income, she found the service there was significantly less than she expected.

I spent $10 on shuttle service from the airport to the hotel only to listen to the driver cuss at the "idiots" (his word, not mine) on the road and use insulting profanity to complain about life in general. I get it, times are tough. But it might be a wiser decision to vent frustrations to friends and family instead of someone you expect a tip from. And expect, instead of earn is the mind-set I witnessed. (I hope I don't sound too hypocritical because I am, after all venting to you. But I'm not naming names, just giving examples to make a point.)

Delta shifting away from call centers in India

Yesterday, we posted this podcast which looked at why customers are often treated badly. One company is starting to listen to their customers. According to Bloomberg, Delta has begun to shift their call centers out of India at request of their customers. They've moved these call center jobs back to the US.

Do you think the shift of call center jobs back to the United States is inevitable? Will American customers become more loyal if they reach someone on the other end of the phone from America?
